I started from the visitor's side: what a stressed person needs to hear first, and the shortest path to a booked consultation. I mapped the flow (greet, identify case type, collect details, confirm, book), wrote the agent's instructions and guardrails, then tested it like a real visitor with edge cases such as a bad email, a short phone number and a "do I have a case?" question, and refined the copy and layout until every step felt clear on mobile and desktop.
