The best support I've ever given — or received — didn't come from following a perfect process. It came from someone actually listening.
Scripts and SLAs matter. They keep things consistent. But the moment a customer feels like they're talking to a flowchart instead of a person, you've already lost them.
A few things I've learned hold true no matter the industry:
Slow down before you solve. People need to feel heard before they care about your answer.
Say what you're doing, not just what you did. "I'm checking on that now" beats silence every time.
Own the outcome, even when it's not your fault. Customers don't care whose department dropped the ball — they care that someone's fixing it.
Calm is contagious. If you stay steady, most people will meet you there.
